IVR in banking and finance: replacing menus with conversation

What banks, NBFCs and lenders use IVR for, which calls suit a conversational voice agent, and the guardrails a finance team should set before any caller hears it.

Why finance runs on IVR

Banks, card issuers and lenders have relied on IVR for a long time. Phone banking menus handle balance enquiries, card blocking, PIN-related requests and statement requests at a scale no team could answer by hand, and keypad entry suits the long account and card numbers those tasks need.

The same menus are also where callers get stuck. A borrower who wants to ask “why did my EMI amount change?” or “can I pay part of it next week?” does not fit an option list, so the call ends in a queue for a person who starts from zero. That gap, between what the menu can sort and what the caller needs to explain, is where conversational voice agents are being tried.

For the basics of menus, keypad tones and call flows, read what IVR is and how it works. The AI IVR for Indian businesses page explains how a conversational agent answers a business number, and the voice agent vs IVR comparison sets out where each one fits.

Which banking calls suit a conversation

Not every finance call should move off a menu. A useful split is between general questions, which can be answered from approved material, and account-specific actions, which touch money or identity and need strong controls.

  • General product questions: documents needed for a loan, eligibility basics, branch timings, how a process works.
  • Application status enquiries, where your system can provide the status through a secure lookup.
  • Payment reminder calls and the conversation that follows: the borrower’s response, a promised date, a request for a callback.
  • Lead qualification for loan or card enquiries: product interest, city, approximate requirement, preferred callback time.
  • Routing with context: understanding the problem first, then handing the caller to the right team with a summary.

Calls that should stay with a menu or a person

Anything that moves money, changes account details, authenticates a customer or disputes a transaction needs your own verified systems and processes. Keep those on the secure flows you already have, such as keypad entry into a verified system, or with trained staff. An AI agent should not collect card numbers, PINs, OTPs or passwords in conversation.

Hardship and complaint calls also deserve a person. A voice agent can respond calmly, record what the caller says and arrange a callback, but decisions about restructuring, waivers or disputes belong to authorised staff. This article is not legal or regulatory advice; your compliance team should review any customer-facing flow.

Guardrails to set before launch

The controls that matter most in finance are the ones that limit what the agent says and when it calls. On Vistrow Voice these are dashboard settings rather than prompt wording.

  • Strict knowledge mode: the agent quotes your approved answers and says it will check with the team when something is not covered.
  • Calling window: outbound dials outside your allowed hours and days are blocked automatically, in the callee’s timezone.
  • Do-Not-Call list: every outbound dial is checked first, and the agent adds a caller who asks not to be called again.
  • Spoken consent: the agent can ask at the start of the call whether recording and follow-up are acceptable, and the answer is saved.
  • Retention: transcripts and recordings older than the number of days you set are deleted automatically.
  • Transfer: on phone calls the agent can dial an authorised colleague into the call when the caller asks or the topic requires it.

A sample payment reminder call

This is a written sample to show the shape of the call, not a recording or a real customer. Agent: “Namaste, this is a reminder from the lender about your EMI due on the 5th. Is this a good time for one minute?” Caller: “Haan, but salary 7 tareekh ko aayegi.” Agent: “Understood. Shall I note the 7th as the date you plan to pay?” Caller: “Yes, 7th.” Agent: “Thank you. I have noted the 7th. If you would like to discuss anything, I can arrange a callback from the team.”

The agent did not threaten, negotiate or promise anything outside its instructions. It recorded a promised date as a field on the call, which can go to the lender’s CRM or a webhook, and it gave the caller a route to a person. The finance and collections page describes these calls in more detail.

What to measure in a finance pilot

Choose measures that a compliance reviewer and an operations head would both accept. Count calls that reached a clear outcome: an answered question, a recorded promise-to-pay date, a callback request or a transfer. Count calls where the caller asked for a person, and read why. Track how often a recorded date or amount turned out to be wrong when staff followed up; that error rate matters more than speed.

Keep a short log of every call where the agent said something it should not have, even if the outcome was fine. Each entry should lead to one change: an approved answer added, a topic moved to a person, or an instruction tightened. Re-run the same test calls after each change so you know it fixed the problem without creating another.

Rolling it out in a finance team

Start with one call type where the information is already approved and the cost of a mistake is low, such as general loan document questions or reminder calls for upcoming dues. Write down the topics that must always go to a person, add them to the agent’s instructions, and test them in the browser before real traffic, including a caller who refuses, a caller who asks for a manager and a caller who switches to Hindi or another regional language halfway through.

Keep the existing IVR in place for account actions during the pilot. Read transcripts weekly with someone from compliance, and widen the scope only when a call type is consistently handled correctly. When you compare platforms for this work, the IVR service provider checklist includes the data-handling and calling-control questions finance teams usually need answered.
